The 7 Support Metrics Every Shopify Store Should Track

You can't improve what you don't measure—but measuring the wrong things is just as bad. Here are the seven support metrics that actually predict customer retention, revenue impact, and team efficiency for Shopify brands.

1. First Response Time (FRT)

The time from ticket creation to your first human (or AI) response. This is the metric customers feel most directly. Best-in-class DTC: under 1 hour for email, under 2 minutes for chat. Average Shopify store: 12–18 hours for email. Every hour of FRT above 2 hours meaningfully increases the probability of a chargeback and decreases repeat purchase rate. If you track only one support metric, make it this one.

2. Resolution Time

The time from first contact to final resolution. Different from FRT—a fast first response that leads to a three-day back-and-forth is still a poor experience. Target: under 24 hours for tier-1 tickets (WISMO, standard refunds), under 72 hours for complex cases. Tickets that require multiple follow-ups usually indicate a policy gap or missing information at the point of first contact.

3. CSAT (Customer Satisfaction Score)

Post-resolution survey asking customers to rate their support experience (typically 1–5 stars). Good for Shopify brands: above 4.2/5. Strong: above 4.6/5. Send CSAT surveys automatically after every resolved ticket—your helpdesk tool can do this. Analyze low scores for patterns rather than treating them as individual incidents.

4. Tickets per Order (Contact Rate)

Divide your monthly ticket volume by your monthly order volume. A healthy contact rate for an efficient Shopify operation is 3–8%. Anything above 15% signals a systemic product, shipping, or communication problem—not a support problem. If your ticket rate is rising faster than your order rate, investigate why before hiring more support staff.

5. Deflection Rate

The percentage of potential tickets that get resolved without reaching an agent—through self-service, proactive messaging, or automated responses. A 30% deflection rate on high volume significantly reduces your per-ticket cost. Measure this by tracking visits to your help center divided by support tickets opened, or by monitoring how many chat sessions end without agent contact after reading an article.

6. AI Resolution Rate

If you're using AI support (and you should be), the percentage of tickets fully resolved by AI without human intervention is your most important efficiency metric. A well-configured AI on a standard Shopify support operation should resolve 70–85% of tickets autonomously. Below 60% suggests your policies aren't documented clearly enough for AI to execute them. Above 90% suggests you may be over-automating and missing cases that genuinely need human judgment.

7. Chargeback Rate

Track chargebacks as a percentage of transaction volume monthly. The industry threshold before payment processors escalate: 1%. Best-in-class DTC brands run below 0.5%. A rising chargeback rate almost always traces back to a support gap: slow response times, unresolved disputes, or a refund policy customers don't understand.
