Shopify Order Edit Requests: How an AI Agent Sorts Size Swaps, Forgotten Codes and Cancellations Before Shipping

An AI support agent handles order edit tickets in four steps. It finds the order, checks whether it has shipped, compares the request with your rules, then acts within the permissions you gave it or passes the ticket to your team. What counts as an order edit ticket

An order edit ticket is any message from a customer who wants to change an order that is paid but not shipped yet. Address changes aside, most of them fall into one of these types:

  • Wrong size or color: "I ordered a medium, can you switch it to a large?"
  • Add an item: "Can you add the matching belt to my order?"
  • Remove an item or lower the quantity: "I only need one, not two."
  • Forgotten discount code: "I forgot to use my welcome code."
  • Shipping change: "Can I upgrade to express?"
  • Cancel before it ships: the customer changed their mind or ordered twice.

What Shopify lets you edit after checkout

Before you write any rule, check what Shopify itself allows. According to Shopify's order editing limits:

  • Swap or add an item: yes, if the item isn't fulfilled. Not on orders paid with Shop Pay Installments, imported orders, or some orders sent to fulfillment services.
  • Remove an item or lower quantity: yes, for unfulfilled items only. "You can't remove fulfilled items or adjust their quantity."
  • Add a discount: manual line-item discounts only. Discount codes and automatic discounts can't be added or changed in an edit.
  • Change shipping method: no recalculation. "Shipping methods and rates aren't recalculated when you edit an order."
  • Local delivery orders: no. "Orders that have local delivery as the delivery method can't be edited."
  • Price goes up: yes. Shopify lets you send an invoice for the difference.
  • Price goes down: yes. You refund the difference.

This matters for support in two ways. First, a forgotten discount code isn't an edit. You handle it with a partial refund or a manual discount, so you need a rule for it. Second, some orders can't be edited at all. Your team needs a fixed fallback for those, and it's usually cancel and reorder.

How an AI agent handles an edit request, step by step

Here is how a ticket like "Can I change my order to a size 9?" moves through an AI agent such as Relay.

Step 1: understand the request. The agent reads the message and works out what the customer wants: a size swap, on which item, to which new size.

Step 2: find the order and check its status. It pulls the order from Shopify, including its fulfillment status and items. An "unfulfilled" order and an "already shipped" order get two different answers, so this check comes first.

Step 3: apply your rules. The agent compares the order with the rules you set. Say you allow cancellations only while an order is unfulfilled. Then the agent can cancel an unfulfilled order, but it can't cancel one that has shipped. Forgotten codes work the same way. You set the rule, for example "refund the discount amount if the order is still unfulfilled and the customer names a code from our welcome offer," and the agent applies it within the refund or discount code permissions you gave it.

The rules to write before you turn it on

An agent follows the rules you give it, so write them first. Decide these up front:

  • Your edit window. How long after checkout do you accept changes? Base it on when your warehouse picks orders, not on a number that sounds nice.
  • Hold orders during that window. Shopify lets you put fulfillments on hold, by hand or with Shopify Flow. A short automatic hold gives edit requests time to arrive before the order is picked.
  • What the agent can do alone. For example: cancel an unfulfilled order, refund the discount amount on an unfulfilled order when the customer names a code from your welcome offer, send a discount code for the next order.
  • What always goes to a human. For example: size swaps, added items, express upgrades, requests on high-value orders, anything already with the carrier.
  • How to handle price differences. If the new item costs more, who sends the invoice? If it costs less, who approves the refund?
  • Your team's fallback. When Shopify can't edit an order, what does your team do: cancel and ask the customer to reorder, or refuse the change?

Write each rule as one sentence with a clear condition. "Refund the discount amount if the order is still unfulfilled and the customer names a code from our welcome offer" works. Common edit tickets and how the agent should answer

  • "I forgot my code WELCOME10", order unfulfilled: apply your rule, such as "refund the discount amount if the order is still unfulfilled and the customer names a code from our welcome offer," within the agent's refund or discount code permissions.
  • "Cancel please, I ordered twice", order unfulfilled: cancel the duplicate if you allowed cancellations, confirm which order stays.
  • "Switch to size L", order unfulfilled: outside the agent's permissions, hand off to your team. If Shopify can't edit the order, your team applies your fallback (cancel and reorder).
  • "Can you add the belt?", order unfulfilled: apply your price difference rule, or hand off to your team.
  • "Add express shipping", any status: Shopify doesn't recalculate shipping in an edit, so hand off or explain your policy.
  • "Wrong size, can you swap it?", order shipped: no edit possible, follow your return or exchange policy.

Pay attention to the last one. Once an order ships, a size swap stops being an edit and becomes a return or an exchange. Why speed matters more here than on other tickets

A late reply to a product question is annoying. A late reply to an edit request often can't be fixed. If you answer after the order ships, the wrong size goes out. You then pay for the return and the second shipment, and the ticket stays open.

FAQ

Can a customer edit a Shopify order themselves? Shopify's order editing is built for merchants and runs in the admin. Stores that want customers to make their own changes usually add a third-party app. Otherwise the customer writes to support, which is how these tickets start.

Can you swap a size after a Shopify order ships? No. Once an order is fulfilled, its items can't be edited. The request becomes a return or an exchange and follows your return policy.

How do I handle a customer who forgot a discount code? You can't add a discount code to an order through an edit. If the code was valid at checkout, the usual fix is a partial refund of the discount amount or a manual line-item discount. Write it down as a rule so every customer gets the same answer.
