Angry Shopify Tickets: What AI Should Say, What It Must Not Do
Anger is usually late shipping or a refund that felt like a debate. The fix is speed and a clear next step, not a cleverer apology.

Who this is for
Brands worried the AI will sound robotic — or worse, sarcastic — when CSAT is already on fire.
The actual problem
Teams either let the model 'be empathetic' with no facts, or they escalate every capitalized email. Both waste the customer.
A good angry-ticket policy is a sequence: acknowledge the specific failure, state the order fact, offer the allowed remedy, then stop talking.
The playbook
- Detect heat: slurs, all-caps threats, 'worst company', chargeback language. Escalate threats. Stay on simple anger if the remedy is obvious.
- Open with the specific miss ('the 2-day label has not moved since Tuesday'), not 'we value you'.
- Offer the remedy you can actually execute: replacement, refund, credit, new label.
- Do not ask the customer to 'calm down' or to re-explain the order number you already have.
- If they ask for a manager twice, escalate. Pride is more expensive than a handoff.
Rules the agent should follow
- No humor. No GIFs. No 'as a large language model'.
- No blaming the carrier in writing if you still need that carrier next week — state the scan, offer the remedy.
- Do not match the customer's volume.
Mistakes that keep the queue full
- Three-paragraph empathy then no refund.
- The agent arguing policy after you already decided to make an exception.
- Leaving the customer in chat limbo while a human is tagged but not notified.
What to measure
CSAT on tickets that started angry and were AI-handled vs human-handled. Reopen rate on those same tickets.
FAQ
Should AI ever issue a 'sorry discount'? Only if you wrote a goodwill cap. Otherwise it becomes a second coupon site.
What if the store was actually wrong? Say so and fix it. The agent can admit a missed SLA if the order timestamps prove it.
Public review vs private ticket? Different playbooks. This article is the ticket. Reviews need a human when they name staff or allege safety issues.
Can Relay do this? Yes — with your tone notes and a hard escalate on abuse or legal language.
Add an 'angry ticket' rule in Relay: facts first, remedy second, human on request.
